Customer Communication Management: Trace a Query from Receipt to Closure
Customer communication management covers how a business creates, delivers and retains correspondence across channels, supported by processes and technology. This guide focuses on one business-workflow exercise: keeping a delivery-query record and its customer updates consistent. It does not compare software, implement integrations or assume that a manual log replaces a complete CCM system.
Read the original case and assign one owner
Fictional customer case Q-317 concerns order O-82. At 09:10 the customer says a parcel expected yesterday has not arrived. The order record shows dispatch, but no confirmed delivery. The customer asks for email updates, not phone calls. Coordinator Ana owns the query until an explicit handoff or closure.
Quadient defines CCM across creation, delivery, archiving and retrieval of correspondence. Salesforce discusses customer preferences across channels. Those broad concepts frame this original manual case; the dates, IDs, messages and status sequence below are fictional.
Keep internal status tied to its evidence
Original completed case log
09:10 — Open / awaiting carrier check. Source: customer report plus dispatch record. Owner Ana. Preference: email for this query.
09:20 — Acknowledgment emailed. Message M1 records that delivery is unconfirmed and promises another update by 12:00.
11:30 — In progress. Carrier reports depot hold, but provides no delivery date. Ana records source C1 and prepares M2.
11:45 — M2 emailed. Depot hold confirmed; no arrival date promised; next update by 15:00.
14:00 — Carrier records delivery. Ana records C2, emails M3 asking whether the parcel was received as expected.
14:30 — Customer confirms receipt and no further question. Case closed with confirmation reference R1; reopening route retained.
Write updates that match the current state
M3 distinguishes the carrier’s status from the customer’s confirmation. A carrier event alone does not establish that the customer considers the query resolved. The record closes here only after the supplied R1 reply; it would stay open or move to another documented state if the customer disputed receipt.
Original customer messages
M1: “I have opened query Q-317 for order O-82. Dispatch is recorded, but I have not confirmed delivery. I am checking with the carrier and will email an update by 12:00 today.”
M2: “The carrier confirms a depot hold for O-82. A delivery date is not yet confirmed. I will email another status update by 15:00 today.”
M3: “The carrier now records O-82 as delivered. Please confirm whether you received the parcel as expected. If anything remains unresolved, reply to this case email.”
Manage channels and handoffs without losing the history
Store the approved message version, source fact, send record and reply together under Q-317. If another coordinator takes over, name that person and record the handoff; forwarding an email without accepted ownership leaves responsibility uncertain.
The stated preference supports email for this case. It does not establish permission for unrelated marketing or guarantee that an email arrived or was read. If a send fails, record that failure and use the organization’s appropriate process to agree a workable contact route rather than silently marking the message delivered.
Inspect the closure and the remaining limits
Check that the promised update times were met: 11:45 precedes 12:00, and the 14:00 status message precedes 15:00. The final customer reply supplies the stated closure condition. None of these fictional timings is a universal service standard.
Retain only the relevant information through the organization’s approved records process. This exercise provides no legal retention period, compliance assurance, response-time guarantee or claim that a particular tool improves satisfaction. Its test is whether every status and customer statement can be traced to the supplied evidence.
Questions, answered
Is a case log the whole of CCM?
No. This is one manual lifecycle exercise within the wider creation, delivery and correspondence-management scope.
Does a carrier delivery event automatically close the query?
Not under this fixture. The case closes after the customer confirms receipt and no remaining issue.
